What is call quality assurance in collections?

Call quality assurance (QA) in collections is the practice of listening to recovery calls and scoring them against a fixed checklist. The checklist covers how the agent opened the call, whether the tone stayed professional, whether the right things were said and not said, and whether the call ended with a clear next step. The goal is to find calls that need coaching and calls that carry risk.

Who does call QA?

In most lenders and collection BPOs, a small QA team or the team leads do it. They pick a few recorded calls per agent, listen, fill in a sheet and share feedback. This works while call volume is low. It stops working when the number of calls grows faster than the number of reviewers.

What does a collections scorecard usually cover?

  • Opening: identification of the agent and the lender, and checking they are speaking to the right person.
  • Conduct: tone, patience, no threats, no abusive language.
  • Accuracy: what was said about dues, dates and consequences matches the account.
  • Outcome: was a promise to pay asked for, with a date and an amount, and was it recorded.
  • Closing: a clear summary and next step.

Each lender weights these differently. A scorecard is only useful if every reviewer reads it the same way.

Where does manual call QA break down?

Two places. First, coverage: a reviewer hears a small share of calls, so most calls are never heard. Second, timing: feedback arrives days or weeks after the call, when the agent no longer remembers it. Both problems come from the work being manual, not from the people doing it.

How does Cadence help?

Cadence is a call quality assurance tool for collections teams at NBFCs, banks, lenders and BPOs. It scores every recorded recovery call against a collections-specific scorecard, with timestamped reasoning, and turns the result into coaching and per-call incentives. Scoring happens after the call, not during it. See how it works on the Cadence site.

Frequently asked questions

Is call QA the same as call monitoring?

Close, but not identical. Monitoring often means listening live or sampling. QA means scoring against a standard and acting on the result.

How many calls should be reviewed?

There is no single right number. The honest test is whether the calls that carry risk get heard. Reviewing a small sample cannot promise that.

Does QA replace team leads?

No. It gives them a ranked list of calls to coach on instead of a random one.

Can the scorecard be changed?

It should be, and reviewed regularly, as policies and products change.
